Returning a large item bought online: collection fees and practical steps
A sofa, mattress, appliance or flat-pack return begins with the reason: changing your mind, receiving faulty or misdescribed goods, and dealing with failed delivery are different routes. Notify the seller in time, ask for the collection cost and method in writing, preserve the item without unnecessary use, and record access, packaging and handover.

Cancel in writing, identify who pays, then make collection evidence-proof
For an ordinary online change of mind, you normally have 14 days after receipt to tell the trader you are cancelling and another 14 days to return the goods. You may have to pay the direct return cost if the trader disclosed that obligation properly. A fault, wrong item or misdescription is different: do not accept a standard collection fee without asking the trader to address its legal responsibility.

Do not choose a portal reason merely because it produces a convenient label. Describe the facts accurately. A colour that looked different on your screen may be preference; a delivered finish that materially contradicts the product description may be misdescription. Save the listing, order confirmation and photographs before the page changes.
Cancellation deadlines for online goods
GOV.UK guidance states that consumers normally have 14 days after receiving an online, mail or telephone order to tell the trader they wish to cancel, then another 14 days to return it. The trader normally refunds within 14 days of receiving the item or evidence of return and must refund the basic outbound delivery cost, not necessarily an upgraded service.
Exceptions include genuinely personalised or made-to-order goods and certain sealed, perishable or hygiene-sensitive products. A sofa chosen from standard options is not automatically personalised; a piece manufactured to unique dimensions may be. Read the contract and avoid assuming the product title settles the legal position.
Send a clear cancellation record
- Order number, product and delivery date.
- Explicit statement that you are cancelling the distance contract.
- Date and time sent through a durable channel.
- Request for approved return or collection method.
- Request for the disclosed direct collection cost.
- Photographs of current condition and packaging.
Collection fees: what was disclosed before purchase?
For goods that cannot normally be returned by post, pre-contract information should tell the consumer that they bear return costs and, where reasonably calculable, the cost. Official implementation guidance recognises chargeable collection for a change of mind, provided the legal information requirements are met. Ask the trader to identify the term and the direct cost rather than accepting an unexplained administration charge.
A fault changes the analysis. If the item is faulty, damaged, wrong or not as described, the trader should provide the remedy without making the consumer fund necessary return transport. Packaging and diminished value
A consumer may inspect an online item broadly as they could in a shop. That does not give unlimited permission to assemble, use, soil or alter bulky goods. Official guidance gives the example that removing transport packaging can be reasonable, while opening further sealed component packs or using an appliance can justify a deduction for diminished value.
Keep every reusable component of the packaging until the item is accepted: transit bolts, corner protectors, bags, fixing packs and instructions. Do not improvise packaging that hides damage or makes lifting unsafe. If original packaging was removed by an installation team, record that fact and ask the trader how collection will be made safe.

Prepare access and collection
Measure the item, packaging, doorways, stairs and lift. Tell the trader about floor level, parking restrictions, narrow turns and whether two-person handling is required. A failed collection caused by undisclosed access can delay the refund or trigger a further charge; unsafe instructions should be challenged before the crew arrives.
Agree whether the item must be dismantled, disconnected or drained. Electrical, gas and plumbing work may require competent help. Do not move a heavy appliance alone merely to meet a vague “kerbside” instruction. Collection-day evidence

- Serial number or product reference without publishing personal data.
- Condition of packaging, accessories and loose parts.
- Booked date, time window and collection reference.
- Name of carrier and a receipt or signed handover record.
- Tracking and written confirmation retained until refund completes.
Failed collection and refund timing
If the trader’s carrier fails to attend, report it immediately and ask for a new date without another fee. Keep screenshots of the booking and any time taken off work, but do not promise yourself compensation that the law or contract does not clearly provide. Keep the item reasonably safe while awaiting instructions.
For a distance cancellation, a trader may withhold the refund until it receives the goods or evidence they were sent back, depending on the circumstances. A collection receipt is therefore essential. Check the amount: eligible cancellation refunds normally include the least expensive standard outbound delivery, while an express upgrade may not be refunded in full.
Disputes and escalation
Write a short chronology with dates, promises, photographs, missed collections and amounts. Give the trader a clear remedy request. If unresolved, use its complaint process and any relevant alternative dispute resolution. Our verdict
A bulky return succeeds when the legal reason, cost responsibility and physical collection plan agree. Cancel clearly and on time for a change of mind; describe faults accurately and do not let an ordinary collection fee obscure the trader’s responsibility for defective or incorrect goods.
Preserve packaging and evidence, disclose access constraints and obtain a handover receipt. Most avoidable disputes arise when the buyer uses the item too far, the seller hides the collection cost, or neither side records what the carrier actually collected.
