Buy now, pay later problems: missed payments, refunds, complaints and account closure

BNPL is borrowing. Identify the lender, agreement date and payment schedule, contact the lender before or immediately after difficulty, keep merchant return evidence and do not assume a cancelled order automatically cancels every instalment. New third-party agreements entered from 15 July 2026 may fall within the FCA’s regulated deferred-payment regime.

Work on lender and merchant records in parallel

A merchant refund and a credit repayment schedule are connected but separate systems. Tell the lender about a return or cancellation, upload proof through the verified route and keep paying as required unless the lender confirms a pause or adjustment. If affordability is the problem, ask for support rather than using new borrowing to cover instalments.

Identify the agreement and regulatory date

Save lender name, merchant, agreement number, date, total credit, payment dates and linked payment method. The FCA says third-party deferred-payment credit agreements entered from 15 July 2026 became regulated where the stated conditions apply; older agreements and merchant-own credit can sit differently.

Do not infer status from a familiar app. Ask the lender whether the specific agreement is regulated and which complaint rights apply. Keep the pre-contract information and terms that existed when accepting it.

Immediate BNPL problem checklist

  • List every agreement, balance and next due date.
  • Stop placing new orders while affordability is unclear.
  • Contact the lender through its verified app or website.
  • State whether the issue is affordability, refund, fraud or error.
  • Upload merchant evidence and keep originals.
  • Record promised pauses, adjustments and case references.

Missed or unaffordable payments

Contact the lender early with a realistic picture of income, essential spending and other debts. Ask what support, payment arrangement, interest or charge treatment and credit-reporting consequences apply. Do not agree to an amount that only moves the problem to rent, energy or food.

From regulation day, FCA rules require relevant firms to provide information about missed payments and support customers in financial difficulty. That does not erase the debt. Open notices promptly and correct wrong contact details.

Do not roll BNPL into more borrowing casually

A credit card cash advance, overdraft or another BNPL agreement can add fees and hide the total. List commitments in one place. If essentials or multiple lenders are affected, use MoneyHelper’s debt-advice locator or another free regulated service.

Beware companies charging upfront to “clear” BNPL or repair credit files. Verify any adviser and never share one-time codes or remote device access.

Refunds can lag across systems

A merchant may receive a return before the lender receives the refund instruction. Keep carrier proof, merchant acceptance and refund reference. Tell the lender within its process and ask whether instalments continue while investigation occurs.

Do not cancel a direct debit or card authority without understanding consequences. A blocked collection can become a missed payment even when the underlying return is valid. Follow written lender instructions.

Partial returns need arithmetic

Reconcile kept items, returned items, merchant discount, delivery charge and payments already made. The lender may reduce future instalments, issue a refund or use another allocation method. Ask for a revised schedule and total balance.

If a promotion changes after partial return, compare the merchant calculation with the saved terms. Keep the dispute factual rather than assuming each item carried an equal discount.

Faulty goods and BNPL

Do not dispose of goods, accept an off-platform refund or close a lender dispute without understanding the record. Preserve photographs and collection receipts.

Unauthorised use

If an agreement or payment is not yours, contact the lender and linked payment provider immediately through trusted channels. Secure email and shopping accounts, record devices and report fraud as appropriate. Do not describe an authorised purchase dispute as unauthorised.

Account closure is not deletion of the history

Pay or resolve every agreement, pending return and dispute first. Download statements and agreements before requesting closure. Ask whether the account, marketing profile and payment token are separate and what data must legally be retained.

Remove the app only after confirmation and records are saved. Uninstalling does not close credit. Monitor the linked payment method for final adjustments.

Build one transaction ledger

Create a line for the original order total, each instalment scheduled, each payment taken, every item returned, merchant refund confirmed, lender adjustment and remaining balance. Add dates and evidence references. This exposes common mismatches: a merchant may have refunded only returned goods while delivery remains charged, or the lender may have received the refund but not yet reallocated it across instalments.

Do not rely on an app’s current summary alone. Save statements, confirmation emails and screenshots that show the status on each date. Redact unnecessary card or identity data before attaching evidence to a complaint, and use only verified contact routes.

Protect essential spending during a payment problem

If scheduled instalments are becoming unaffordable, list imminent BNPL payments alongside rent or mortgage, council tax, energy, food and essential travel. Contact the lender before the due date where possible and ask what support or temporary arrangement is available. Cancelling a card or direct debit without engaging with the balance may create missed-payment consequences rather than solving the debt.

A new loan or another BNPL plan can conceal the shortfall for one cycle while increasing the total obligations. Free debt advice can help prioritise payments and explain options; it is not necessary to wait for default before asking.

Write a complaint that can be decided

State the agreement and order references, the specific error, the chronology, the amount you believe is wrong, evidence already supplied and the remedy requested. Separate merchant issues—non-delivery, return, faulty goods—from lender issues such as payment allocation, account handling or support. Ask each party to confirm its part in writing.

If the provider gives a final response, keep it with the date received and read the escalation information. Whether the Financial Ombudsman can consider the complaint depends on the product, provider and regulatory position, including when the agreement was made. Check the current official route rather than assuming every BNPL complaint has identical coverage.

Complaint and ombudsman routes

Make a formal complaint to the lender identifying the agreement, error, evidence and remedy. Ask for a final response. For eligible regulated BNPL agreements, the FCA says consumers can complain to the Financial Ombudsman Service.

Keep consumer-rights claims tied to the right party

The retailer remains central when goods are missing, faulty or not as described, while the BNPL provider controls the credit agreement and payment record. Send each a concise version of the same chronology and state what you need from that party. Do not accept contradictory verbal explanations without written confirmation. If the merchant says it sent a refund, ask for the amount, date and reference; if the lender says it has not received it, give that evidence and request investigation. Continue paying or follow an agreed support arrangement unless the provider tells you in writing that payments are paused. This avoids turning a refund dispute into a separate missed-payment dispute.

When the issue closes, download the corrected statement and check the linked payment method for a full billing cycle. A zero app balance is helpful but should match the bank record and the written resolution.

Check credit files only through legitimate routes and allow for reporting cycles; an unresolved display does not prove the complaint was ignored, but it does warrant a dated query. Keep the final correction, settlement or closure confirmation for future reference rather than deleting every record as soon as the app looks clear.

Balanced verdict

The fastest BNPL resolution comes from a complete agreement list and parallel merchant–lender evidence. Keep required payments active unless a verified instruction changes them, and seek affordability support before the next due date.
